Step 3: Route by ownership

Send the handoff to the right person or queue based on issue type, account value, or urgency. Do not dump every escalation into one bucket.

Step 4: Keep the customer informed

Tell the customer what is happening and what to expect next. Silence is where confidence leaks out.

Step 5: Review misses weekly

Look at escalations that came too late, too early, or with weak context. This is where the system gets better over time.

A Good Handoff Pattern Protects Trust, Not Just Efficiency

Teams sometimes evaluate handoffs only by containment rate or support efficiency. Those matter, but they are not the whole story.
